Resumo: Entregar a seus clientes resultados satisfatórios com eficiência de custos é um desafio fundamental para qualquer organização de serviços. Isso requer a compreensão de como as organizações de serviço podem buscar apropriadamente os objetivos de eficiência e eficácia. À luz de uma revisão bibliográfica, o presente trabalho identifica e analisa meios alternativos para as organizações de serviços buscarem um melhor desempenho sob estes critérios. Para tanto, uma amostra de organizações de serviços foi investigada com o propósito de identificar as estratégias e mecanismos que têm explorado para lidar com estes critérios de desempenho, pois embora ambos sejam críticos, são potencialmente conflituosos entre si. Na pesquisa de campo foram identificados diversos mecanismos para melhorar a eficiência e/ou eficácia dos serviços, sendo que a maioria baseia-se na estratégia de propiciar uma maior participação do cliente. Os resultados reforçam a proposição de estudos recentes de se conceber e gerenciar serviços por uma nova lógica que supere a visão industrialista de privilegiar o controle dos processos pela organização inibindo um maior envolvimento ou interferência dos clientes em processos de serviços. This requires the understanding of the way how service organizations can properly meet efficiency and effectiveness goals. Based on a literature review, this paper identifies and analyzes alternative means for seeking enhanced performance with regard to these two criteria. A sample of six service organizations was studied with the aim of identifying the strategies and mechanisms used to deal with these two critical but potentially conflicting performance criteria. In the fieldwork several mechanisms to improve service efficiency and/or effectiveness were identified, mostly based on the strategy to promote further customer participation. The results support recent studies that point out the need to design and manage services under a new logic that goes beyond the -production-line approach to services‖ which emphasizes the control by the organization, restraining initiatives seeking greater customer involvement and participation in service processes.
Após varias idas e vindas de Belo Horizonte a São Paulo, chegou o momento de finalizar uma difícil empreitada pessoal e profissional. Resumo: Por meio do método Revisão Sistemática da Literatura (RSL), este trabalho realizou uma análise do tema produtividade em serviços. Para tanto, quatorze periódicos da área de Gestão de Operações e a base de dados Scielo foram consultados. Os trabalhos foram analisados com relação a seis critérios de classificação: i) tipo de estudo; ii) setor pesquisado; iii) filiação dos autores; iv) abordagem metodológica predominante; v) temas abordados; e vi) métodos utilizados nas análises comparativas de desempenho. Com relação a esses critérios, verificou-se que a maior parte dos trabalhos utiliza a modelagem para avaliar a produtividade, principalmente por meio da metodologia de programação linear-Data Envelopment Analysis (DEA). Observou-se que a grande maioria dos autores tem origem acadêmica, havendo poucas publicações de pesquisadores oriundos de empresas ou trabalhos que apresentam ambos os tipos de pesquisadores. Este trabalho identificou quatro temas recorrentes nas pesquisas, ou seja, alguns artigos focalizaram no estabelecimento de indicadores de produtividade e na sua análise ao longo do tempo, comparando o desempenho de diferentes empresas ou setores. Outros identificaram especificidades e dificuldades da mensuração da produtividade em serviços em relação às empresas de manufatura. Diferentes trabalhos propuseram indicadores para mensuração da produtividade em serviços. Finalmente, à luz dos principais livros-textos de gestão de operações de serviços e da literatura consultada, este trabalho identificou as principais estratégias e métodos para a melhoria da produtividade de serviços. Constatou-se que produtividade em serviços é um tema promissor de pesquisa.
A gestão da experiência do cliente é uma abordagem que vem gerando crescente interesse em profissionais e acadêmicos da área de marketing (KLAUS, 2013; RAWSON; DUNCAN; JONES, 2013). De outro lado, a qualidade em serviços continua sendo estudada e vem ganhando novas escalas e modelos para o contexto online (BOSHOFF, 2007; LI; SUOMI, 2009). O limiar entre os temas continua, porém, pouco explorado na literatura acadêmica, dificultando a operacionalização dos conceitos de maneira integrada (KLAUS, 2013). Este artigo busca elucidar a inter-relação entre os temas a partir da representação da jornada do cliente, onde a qualidade em serviços é um fator primordial para a entrega de valor, dentro de um contexto mais amplo, que envolve todos os pontos de contato do cliente com a empresa, que devem ser geridos a partir da centralidade de pensamento no cliente e no comprometimento em oferecer-lhe experiências positivamente diferenciadas, capazes de promover engajamento.
