Un estudio sobre la relación entre la hospitalidad, la calidad del servicio y el marketing experiencial en la satisfacción de los clientes de los restaurantes Resumo: Propósito justificado do tema: O setor de bares e restaurantes da cidade de São Paulo é a região do país com a maior concentração de estabelecimentos, emprega cerca de 780.000 pessoas e o faturamento em 2015 foi superior a R$ 30bi. A hospitalidade, a qualidade no serviço e a experiência no momento do consumo do produto estão intimamente ligados a satisfação e sua consequência fidelização, portanto inicialmente por estes aspectos o estudo se justifica. Objetivo: O objetivo deste estudo foi analisar o efeito da hospitalidade, qualidade em serviços e do marketing de experiência na percepção de satisfação entre os clientes de restaurantes frequentados para almoçar em horário comercial da cidade de São Paulo e a respectiva lealdade destes clientes. Metodologia/Design: A pesquisa é caracterizada como quantitativa descritiva, foi utilizado um questionário em escala Likert de sete pontos, para a coleta de dados utilizou-se a ferramenta formulários da plataforma Googledocs e o período de coleta dos dados foi nos meses de março e abril de 2017, a amostra foi não probabilística formada por 269 respondentes e a técnica multivariada de dados Modelagem de Equações Estruturais (SEM) para análise. Resultados: Verificou-se que a amostra foi predominantemente feminina, com idade superior a 30 anos que gasta entre R$ 30,00 e R$ 50,00 por dia e com alta escolaridade. Salienta-se que apesar dos resultados empíricos positivos da pesquisa estes não devem ser generalizados, pois sua amostra caracteriza um público específico da cidade de São Paulo. Originalidade: Este estudo adiciona novos insights a literatura sobre comportamento do consumidor especificamente nas áreas de hospitalidade e marketing de experiência em um setor representativo tanto por faturamento quanto por número de colaboradores da maior metrópole brasileira. Devido à importância que a hospitalidade possui dentro do turismo, criar uma verdadeira experiência de hospitalidade para os consumidores pode aumentar a satisfação do hóspede e o desempenho dos negócios em turismo, portanto o objetivo principal desta pesquisa é o de investigar e confirmar o papel da hospitalidade enquanto teoria e sua relação com a experiência do hóspede, suas emoções, sua satisfação e sua intenção comportamental. Como a finalidade da pesquisa é o de investigar e confirmar as relações entre hospitalidade, experiências, emoções, satisfação e intenção comportamentais, um estudo quantitativo com uso de técnicas multivariadas de dados foi realizado com uso de modelagem de equações estruturais e um levantamento com 308 hóspedes de hotéis foi conduzido. Os resultados mostraram que o entendimento da hospitalidade nas atividades comerciais não é inóspita por natureza e é mais do que um encontro de serviço porque possui seus próprios rituais sociais é um fator importante para a experiência e as emoções dos hóspedes. Como consequência desse resultado é possível observar que um hóspede tende a possuir uma intenção comportamental mais favorável à organização quando percebe e experimenta hospitalidade por parte do hotel.
O propósito deste trabalho é investigar a relação entre a experiência de compra e a intenção de recompra e o papel mediador da satisfação e da confiança do consumidor nesta relação. A hipótese central do trabalho prevê que a experiência de compra possui relação positiva e significante com a intenção de recompra. Foi realizada uma pesquisa tipo survey com 416 consumidores da região Sul da cidade de São Paulo e utilizada modelagem de equação estrutural, para avaliar as relações entre caminhos e testes de hipóteses. Os resultados apontam que os consumidores cujas experiências de compra são positivas tendem a possuir intenções de recompra com o mesmo varejista de forma positiva. Foi comprovada uma relação positiva e significante entre os dois construtos. Também se encontrou que a satisfação é um mediador entre a experiência de compra e a intenção de recompra, porém o mesmo não se pode afirmar sobre a confiança. Como contribuição gerencial, este trabalho mostra a importância do varejista em construir pistas que aumentem a experiência de compra do consumidor, como a atmosfera da loja, incentivo à participação de companhias durante o período de compra e a criação de laços de afeição entre o consumidor e a loja. Este estudo é original, pois, no Brasil, poucos trabalhos publicados consideram a experiência de compra como objeto de investigação e não há trabalhos que discutam a mediação da satisfação na intenção de recompra. Sendo assim, a pesquisa se justifica tanto teoricamente como gerencialmente.
