Objetivo: analisar o boca a boca dos seguidores nas redes sociais de uma marca de moda. Especificamente, objetiva-se entender se os comentários nas redes sociais afetam a decisão de compra online. Metodologia: realizamos dez entrevistas semiestruturadas em profundidade para análise de conteúdo. As entrevistas foram individuais e selecionadas por amostragem bola de neve. Resultados: O objeto de estudo deste artigo é uma empresa brasileira do setor de vestuário fast-fashion, a qual conta com um e-commerce próprio e lojas físicas. Foi possível entender que os comentários dos clientes nas redes sociais da marca são para fazer reclamações, ou seja, as redes funcionam como um canal de SAC. Em 2020, durante o período de quarentena, a marca passou a fazer mais ações de marketing de conteúdo e a mudança do comportamento do consumidor quanto ao engajamento foi perceptível, assim como os comentários que passaram a ser positivos. Contribuição teórica: Entende-se que os consumidores que já compravam na marca de moda não são influenciados pelo boca a boca que ocorre na internet, porém isto intervém na tomada de decisão de novos clientes. Relevância: Os avanços em tecnologia e análise estimularam a concorrência no mercado e aumentaram as interações entre clientes. É por meio do engajamento dos consumidores que outros compradores coletam informações nos mecanismos de pesquisa. As opiniões de outros clientes nos sites dos varejistas, nas redes sociais ou nos fóruns online podem afetar a decisão de compra de novos compradores. O boca a boca no ambiente digital é mais acessível e pode ser compartilhado com os usuários da rede. Implicações para gestão: implementação de um atendimento online via WhatsApp, postagem em redes sociais com ênfase no envolvimento emocional do consumidor, um manual de qualidade para o marketing de relacionamento.
