Purpose. The purpose of the paper is twofold: to examine the frequency at which dysfunctional behaviours of customers and employees occur, and to investigate the linkage between customer mistreatment and service sabotage in hospitality organisations. Method. The study is based on data collected through administration of an online questionnaire from 153 food service employees in Poland. To achieve the posed objectives, descriptive statistics, repeated measures analysis of variance (ANOVA) and hierarchical multiple regression analysis were employed. Findings. In the research, it was discovered that at food service establishments, dysfunctional behaviours are more often directed towards employees than customers and work-related customer mistreatment is more common than that person-related. Moreover, both forms of mistreatment by customers contribute to service sabotage. Research and conclusions limitations. The data collection involved the non-random sampling technique and the sample size was relatively small. Consequently, generalisation of the findings beyond the specific context of this research is restricted. Practical implications. The identified relationships allow to emphasise the importance of actions to be taken by employers to neutralise the negative effects of dysfunctional customer behaviours on employee behaviours. Originality. The present research contributes to the ongoing debate on the behavioural responses of employees to customer mistreatment in hospitality settings. Type of paper. Research article.
W procesie świadczenia usług turystycznych dochodzi do licznych i intensywnych interakcji pomiędzy pracownikami a klientami. Jakość tych interakcji ma istotne znaczenie dla kształtowania doświadczeń usługowych i tym samym dla zdolności do budowania przez usługodawców przewagi na rynku. Celem artykułu jest zbadanie natężenia negatywnych zachowań pracowników i klientów w przedsiębiorstwach turystycznych oraz charakteru i siły zależności pomiędzy tymi zachowaniami. Celowi temu służyły badania ankietowe przeprowadzone wśród 108 osób z doświadczeniem zawodowym w jednej z branż współtworzących sektor turystyczny – branży gastronomicznej. Badania wykazały, że istnieje pozytywny umiarkowany związek pomiędzy antyspołecznymi zachowaniami przejawianymi przez pracowników i klientów, wymierzonymi w partnerów interakcji usługowych. Zidentyfikowane relacje podkreślają wagę działań podejmowanych przez przedsiębiorstwa turystyczne zmierzających do neutralizowania negatywnego wpływu niepożądanych zachowań klientów na zachowania pracowników i poziom wykonania zadań zawodowych.
Celem pracy jest zwrócenie uwagi na użyteczność produktów, która ma decydujący wpływ na proces podejmowania decyzji zarówno kupna, jak i sprzedaży produktów na rynku. Wygenerowane potencjalne zadowolenie konsumentów z produktów nabywanych na rynku jest jednym z najważniejszych determinantów popytu. Konsumenci nie tylko dokonują wyborów pomiędzy ilościami różniących się od siebie produktów, ale również pomiędzy bardzo podobnymi produktami, mającymi różne kombinacje cech. Użyteczność może być postrzegana wyłącznie jako subiektywna ocena danego produktu dokonana przez konsumenta lub każ-dego potencjalnego konsumenta na rynku. Wynika to z faktu, że każdy konsument postrzega ten sam produkt zupełnie inaczej, polegając najczęściej na swoich zmysłach, doświadczeniu, inteligencji, rozumie, a nawet wierze. Z kolei użyteczność wraz z ceną produktu kształtują poziom atrakcyjności rynkowej produktów, co znów przekłada się na potencjalne przychody i zyski firm, które dostarczają je na rynek. Istotnym elementem kreowania użyteczności produktów na rynku jest indywidualna lub grupowa percepcja konsumentów. Ważną rolę w kreowaniu percepcji odgrywają nowoczesne media, takie jak prasa, radio, telewizja i Internet. Dla konsumentów najważniejszym kryterium przy wyborze właściwego produktu na rynku jest racjonalność, która w praktyce oznacza, że konsumenci, podejmując decyzję o zakupie, usiłują jedynie maksymalizować swoją satysfakcję, zadowolenie czy przyjemność z konsumpcji. Bardzo często przy tym dokonuje się wyboru, polegając jedynie na własnej wiedzy, zdobytej w sposób sensoryczny i subiektywnych odczuciach, które nierzadko są błędne.Słowa kluczowe: użyteczność, rynek, atrakcyjność, konsumpcja WPROWADZENIEZachowania konsumentów na rynku są zazwyczaj bardzo różne, a czasem nawet nielogiczne i niezrozumiałe. Produkty, które powinny przynosić konsumentom dużą wartość użytkową, są nieraz nabywane przez nich w mniejszych ilościach niż produkty o pozornie mniejszej wartości całkowitej. Dobrym przykładem może być sytuacja, w której konsument kupuje sery gorszego gatunku i zyskuje złotówkę albo dwie na kilogramie, a pięć minut później wkłada do koszyka wino za trzydzieści złotych i paczkę papierosów za jedenaście złotych. Wartość użytkowa danego produktu szacowana jest przez konsumentów bardzo subiektywnie. Bardzo często podstawą dokonania takiej, a nie innej decyzji ekonomicznej są emocje, wrażenia lub spontaniczność konsumentów 2 . The aim of this study is an analysis of the dynamics of change in the number of tourists who used Polish hotel services in the years 2009-2015. For this evaluation data from the Central Statistical Office of Poland were used. The obtained data pertaining to the number of both Polish and foreign tourists were analysed in an absolute and a relative (percentage) scale. The results shown in a relative scale provide a better picture of the dynamics of change in the processes as all values are assigned an initial value: P 0 = 100 percent. They therefore informs what was the dynamics of growth in the initial 100 tourists who used Polish hotel services in the years 2009-2015.
Celem pracy jest analiza dynamiki zmian liczby osób korzystających z usług noclegowych w hotelach w województwie podkarpackim w latach 2008-2015. Do oceny wykorzystano dane empiryczne z Głównego Urzędu Statystycznego 2 oraz Urzędu Statystycznego w Rzeszowie 3. Otrzymane dane dotyczące zmian liczby turystów, zarówno krajowych, jak i zagranicznych korzystających z usług noclegowych, poddano dokładnej analizie, w której wykorzystano metody oceny dynamiki procesów ekonomicznych zarówno w skali bezwzględnej jak i względnej (procentowej). Wyniki w skali względnej dają lepszy obraz dynamiki zmian procesów ekonomicznych, gdyż wartości uzyskują wspólną wartość początkową równą 100%. Zwrócono uwagę nie tylko na zmiany procentowe badanych procesów, ale również na szybkości i przyspieszenia tych zmian. Zatem wyniki informują, z jaką dynamiką wzrasta liczba każdych 100 początkowych osób korzystających z usług hotelarskich w województwie podkarpackim w latach 2008-2015. Porównując dynamikę procesów dla wartości skokowych i ciągłych, zarówno w skali bezwzględnej, jak i względnej dla turystów polskich oraz zagranicznych, zaobserwowano ogólny trend wzrostowy dla obu przypadków, pomimo niewielkiego załamania w latach 2011-2012. Zauważono również w badanych latach, że dynamika wzrostu liczby turystów zagranicznych korzystających z usług w hotelach jest nieco większa, niż turystów krajowych, chociaż całkowite wartości przedstawiają całkowicie odwrotny obraz. Świadczy to o coraz większym zainteresowaniu turystów zagranicznych podkarpackim rynkiem turystycznym, pomimo, iż ich udział w ogólnej liczbie jest nadal stosunkowo niski.
