Résumé À partir d’une enquête ethnographique dans des services d’urgence en France, cet article montre comment les agents recevant les appels se saisissent des catégories instituées et s’investissent dans une casuistique et une typologie officieuse et évolutive des événements et des appelants. Il met en évidence la standardisation de l’individualisation des appels via des jeux avec les standards pour singulariser les réponses et des cadres élaborés et transmis sur le terrain pour gérer les imprévus.
