Service operations: what have we learned?

Abstract: Purpose The purpose of this paper is to identify research themes in service operations that have great potential for exciting and innovative conceptual and empirical work. To frame these research themes, the paper provides a systematic literature review of operations articles published in the Journal of Service Management (JOSM). The thorough review of published work in JOSM and proposed research themes are presented in hopes that they will inspire impactful research on service operations. These themes are fur… Show more

“…In "Service Operations: What Have We Learned?" (Victorino et al, 2018) a companion to this article, we describe the Delphi study performed by the Journal of Service Management (JOSM) Service Operations Expert Research Panel to identify eight themes in service operations where exciting and innovative conceptual and empirical work is being done. We then completed a systematic review of all articles previously published in JOSM between the years 1990 and 2016, mapping the articles classified as "Operations" to the eight themes and to an additional category that represents traditional manufacturing approaches applied in service settings.…”

“…More conventional reviews of service operations research, encompassing the field in breadth and depth, provide invaluable resources for scholars to trace the historical development of the discipline as well as provide detailed frameworks for subsequent service operations research (e.g., Roth and Menor, 2003;Chase and Apte, 2007;Victorino et al, 2018). By contrast, the approach taken here has been to identify broad themes that tie together service operations research, question whether assumptions inherent within them will remain, and provide evidence for already emerging trends in service and service systems.…”

“…Due to the dynamic nature of services, many researchers have attempted to nd new ways to manage service capacity, increase productivity, and enhance service quality while still maximizing pro ts. Diverse tools and techniques have been developed to address the main issues of service operations management [58]. For example, queue and bottleneck management tools function to manage demand, especially in settings where capacity is a constraint, based on the premise that queues are inevitable.…”
