Service quality in nonprofi t organizations RESUMOEste artigo examina a qualidade de serviços nas organizações do terceiro setor. Por meio de revisão da literatura e de um estudo de caso, discutemse as diferenças na aplicação do conceito de qualidade de serviços (expectativas X percepção dos clientes) no terceiro setor em comparação com as empresas de mercado. Conclui-se que as organizações do terceiro setor não apresentam um único tipo de cliente, mas diversos stakeholders que assumem esse papel. Cada um desses atores possui diferentes expectativas com relação à instituição e apresenta diferentes critérios de avaliação da qualidade de seus serviços. Destaca-se, ainda, que, em função de valores como "justiça" e "solidariedade", fundamentais neste tipo de organização, o processo de prestação de serviços assume especial relevância no terceiro setor, sendo muitas vezes tão ou mais importante que os resultados obtidos. RESUMO:o objetivo deste artigo é apresentar e analisar a nova norma de Sistema de Garantia da Qualidade para o setor automobilístico, QS-9000, a qual foi desenvolvida pelas três grandes montadoras norte-americanas: Chrysler, Ford e GM. Descreveremos a QS-9000, fazendo uma comparação desta com a série ISO 9000, na qual ela está baseada, e analisando os novos conceitos, como a "melhoria contínua", que são introduzidos nela. Em seguida, faremos algumas considerações sobre como está sendo conduzido o processo de implementação da QS-9000 e o que as empresas brasileiras têm feito para se inserir neste novo contexto. The demand for services provided by nonprofits is increasing significantly. On the other hand, the desired increment in supply requires operational performance improvements on those organizations. For that, it is not possible to simply import concepts and tools developed for corporations or public agencies. Methodologies coherent with nonprofits specificities are required. Developing this knowledge internally demands organizational structures and resources that most of them don't have. Therefore, the creation of networks appears as a good alternative to transfer knowledge related to services provision between nonprofits. This Thesis aims to identify the favorable conditions for knowledge transfer in networks with significant presence of nonprofit organizations. Through an exploratory survey followed by case studies in four selected networks, it concludes that knowledge transfer is easier if: the network goal contributes to achieving its members mission; the network has brokers in its structure; the network leadership is democratic and promotes participation; the network provides resources for the members to develop their activities; the network communicates through low cost channels; and the members have the required capacity to absorb the knowledge transferred by the network.
